Overlay vendors face pricing pressure
Cresta
The real risk for overlay vendors is that their best feature can turn into a procurement disadvantage. Cresta and ASAPP can plug into an existing contact center stack faster than a full rip and replace, which matters for large enterprises running Genesys, NICE, or Talkdesk already. But once those platform vendors ship native copilots, coaching, and automation inside the core seat price or as a tightly bundled add on, the overlay starts looking like an extra contract, extra integration, and extra budget line.1 2 3 4 5
- Overlay vendors win the first meeting by fitting around the incumbent stack. Cresta sells real time agent coaching and conversation analysis. ASAPP sells AutoAssist and GenerativeAgent into large contact centers like American Airlines. That is attractive because deployment can start without replacing the phone system, routing engine, or agent desktop.1 2 5
- Vertically integrated platforms are closing the feature gap by baking AI directly into the contact center. NICE packages Copilot for Agents, AI routing, analytics, and self service in CXone suites, and markets Copilot as built into CXone without a new contract, vendor, or integration project. Talkdesk positions Copilot and AI operations tooling as part of its AI contact center platform.3 4 6 7
- That changes pricing power in a very concrete way. A platform vendor can spread AI across an existing per agent contract and discount it against a larger bundle. An overlay vendor has to justify a separate ROI line item, so buyers push harder on price unless the product lifts conversion, cuts handle time, or automates work much better than the native tools.3 6 7
This market is moving toward fewer vendors per contact center. Overlay players can keep winning where they deploy fast, work across mixed systems, and outperform bundled tools in high value workflows like sales coaching or complex agent assist. But as platforms turn AI into a standard part of the seat, independent vendors will need sharper product differentiation to protect pricing.1 3 4 6 7
